Frequently asked questions

How do you calculate service level?
Divide the contacts answered within your threshold (for example 20 seconds) by the contacts offered, minus those abandoned before the threshold. 3,150 ÷ (4,000 − 120) is 81.2%.
What does 80/20 mean?
80% of contacts answered within 20 seconds. It is a classic voice target; chat teams often use 80% within 60 seconds, and email is measured as a response time instead.
Should short abandons be excluded?
Excluding callers who hang up within a few seconds is common, but write the rule down and keep it. Different rules make service levels impossible to compare between teams.
How do you calculate service level in Excel?
Put contacts offered in B2, answered within the threshold in B3 and abandoned before the threshold in B4, then use =ROUND(B3/(B2-B4)*100,1). With 4,000, 3,150 and 120 that gives 81.2%. The free Excel template below has it set up.
